Nobody chooses a business because it has zero complaints. They choose the one that answered its complaint like an adult.
The three-part reply
- Acknowledge the specific thing that went wrong, in their words.
- Say what you have done or changed because of it.
- Offer one route to continue — an email address or a phone number.
Never mention health details, order values or anything that identifies the customer beyond what they already published.
When to flag instead
Reviews that are clearly for another business, contain abuse, or come from someone who was never a customer can be reported. Reply politely anyway while the report is pending. On Pro and above you can write the reply from the dashboard and it posts to Google.
Replies are one part of a wider routine. The rest of it, including which reviews to answer first and how to stop the good ones going unnoticed, is in handling Google Business Profile reviews.
The middling review is a different problem from the one-star one: how to reply to a 3-star Google review covers the reply that thanks the specific, fixes the specific and asks for nothing.
A backlog of reviews from years ago needs its own order of work: replying to old Google reviews.
